How to follow up on low NPS and CSAT scores without sounding like a robot

By Draft First. Updated October 2026

A customer who gives you a 3 out of 10 is doing you a favor. They told you, instead of quietly leaving. Most teams thank them with an automated email and a link to a help article. That's how you turn a detractor into a churned account.

Who to contact first

  1. Low score with a comment on an account renewing in the next 6 months.
  2. Low score from an executive or decision maker, any account.
  3. Low score that matches an open ticket. They're telling you the ticket isn't solved.
  4. Everyone else with a comment.
  5. Low score, no comment. Still worth a short note asking what happened.

Hi Dana,

You mentioned exports "keep timing out on anything over a month." That's
on us, and I'm sorry it's been getting in the way of your reporting.

I've linked your note to the open ticket (#5512) and asked engineering
for a date. I'll write back by Thursday with what I hear, either way.

If there's anything else behind the score, I'd really like to hear it.

Hi Luis,

Thanks for taking the survey. I saw the score and wanted to ask directly:
what's the one thing that would have made it higher? A one-line reply is
plenty.

Sam

Close the loop

Most of the value is in the second email: "We fixed the thing you mentioned." Track every promise from these replies and follow through. Customers remember that far longer than the survey.

Using AI to draft the replies

An agent can read new survey responses each morning, match them to accounts and open tickets, sort them in the order above, and draft a reply for each. The rules matter here more than anywhere:

Each weekday, read new survey responses scoring [6 or below for NPS, 2 or
below for CSAT] from [survey tool]. Match each to its account, renewal
date and any open tickets. Sort by: renewal within 6 months, executive
respondent, matching open ticket, has comment, no comment.
Draft a reply under 120 words that quotes their comment, owns the issue,
and offers one next step with a date. Never promise fixes or credits.
Never send. List responses you couldn't match to an account.

Read every draft before it goes out, and rewrite the ones that matter most yourself. The Customer Survey Follow-up play in The CS Agent Playbook covers this end to end. Feedback themes also feed a good QBR.

Questions

How fast should I follow up on a low NPS score?

Within one business day. Speed shows you care more than wording does.

Should I reply to low scores with no comment?

Yes. A short note asking what would have made it better often gets an honest answer.

Can AI draft survey follow-ups?

Yes, if it quotes only the customer's real comment, never promises fixes, and a person sends it.
