Escalation email templates for the customer and for your own leadership
During an escalation you're writing two kinds of email at once: to a frustrated customer, and to leaders who need to act. They need different things. The customer needs to know someone owns it and when they'll hear next. Leadership needs the impact and the decision you need from them.
1. First response to the customer
Hi Tom, I'm taking ownership of the dashboard outage for your EU team (#4821), and I'll be your single point of contact until it's fixed. What we know: the issue affects EU-hosted dashboards since Monday. Engineering has reproduced it. What we don't know yet: the fix date. I'll update you by 4pm ET today, and every day at that time until it's resolved, even if there's no news. Sam
2. Daily update
Hi Tom, Update on #4821, day 3: - Done: root cause found (a config change on our side). - Next: fix in testing, expected release Thursday. - Workaround: exports via the API still work, steps attached. Next update tomorrow 4pm ET. Sam
3. Internal escalation to leadership
Subject: Larkspur Labs | EU dashboard down 5 days | need fix date Impact: about 60 users blind since Monday. Board report due Oct 16. Renewal Dec 12, health Yellow. Status: root cause found, no committed fix date. Owner: Dana (platform team). Ask: a committed fix date from platform leadership by Oct 13. Next update: Oct 13, 10am ET.
For bigger escalations, expand this into a full escalation brief.
4. Resolution note
Hi Tom, The fix for #4821 went live this morning, and your EU dashboards are back. I'm sorry for the week this caused your team. What happened, briefly: [one plain sentence]. What we changed so it doesn't repeat: [one or two sentences]. I'll check in next Wednesday to make sure everything's still working. Sam
Rules that keep escalations calm
- Promise update times, not fix times, until engineering commits.
- Same person, same time, every day.
- Never guess at a root cause in writing. Say "we're investigating" until it's confirmed.

Questions
How do you write an escalation email to leadership?
Lead with impact, status, owner and the specific decision you need, then the next update time.
How often should I update a customer during an escalation?
At a fixed time every day, even when there's no news.
Should I share the root cause right away?
Only once it's confirmed. Until then, say you're investigating.
