If your AI agent now answers more customers than any one person on your team, the trouble is at the edges: the customer who asks for a person and gets another bot answer, the transfer that lands with no context, the confident wrong answer someone screenshots, the change that quietly made everything worse.

This book is for the people behind the bot: support leads, support ops and CX managers at B2B and software companies who run an AI agent on chat, or are about to switch one on. The plays and examples are written for chat; the same rules apply if your bot also answers email. It doesn't cover voice. It's tool-neutral. It covers the decisions, the words and the weekly habits that make the handoff from bot to person work.

There are 26 plays in six chapters: decide what the bot may do, set the handoff triggers, make the handoff itself work, recover when the bot gets it wrong, review and improve every week, and launch, change and roll back safely. Each play has the situation, the trigger, the move in short steps, words to say, a decision rule for the unclear cases, what to watch for, an agent prompt that gathers the facts or drafts the words, and a check step: what to look for in the draft before you trust it. Where a play needs a number, it gives a labelled starting default with the reason, for you to replace with your own.

A "Check before you trust" section shows a broken handoff chat beside the fixed one, plus three bad drafts beside their fixed versions and how to spot each mistake.

What's inside

  • 26 plays, each with a script, a decision rule, pitfalls, an agent draft prompt and a check step
  • Labelled starting defaults where a play needs a number, each with its reason
  • A broken handoff chat beside the fixed one, and three bad drafts beside their fixes
  • Sample outputs for seven key prompts, following one made-up customer through a bad week and into the monthly leadership report
  • Templates: the three lists worksheet, a never-automate list starter, a handoff trigger table, the five-line handoff brief, six warm first lines and eight customer recovery scripts
  • A weekly review sheet with a fixed failure tag list, a source-fix log, a change log and a measurement worksheet (came-back rate, ask-twice count, re-route rate, brief pass rate, re-verify count and rollback drill time) counted from your own exports
  • 32 break-it hour test cards (angry, vague, off-topic and policy edge) to run before any launch or change
  • A one-page rollback runbook and a six-week plan
  • A plain-text file of every agent prompt

Who it's for

  • B2B and SaaS support teams with people behind the bot
  • Support leads told to "add AI" who want a plan for the handoff, not just the deflection number
  • Not for: solo stores looking to hand all support to a bot permanently
